This paper presents a novel approach based on the Appraisal Theory to analyze user-generated, open-ended online restaurant reviews. We selected reviews (N=1100) from restaurants of two Portuguese touristic regions and focus, through content analysis, on the recognition of the main aspects, sentiments and types of attitude mentioned in such reviews. We also measure the interrater agreement on the recognition of the types of attitude. The main findings show that Quality of Food, Staff and Communication, Price and Atmosphere are the most frequent aspects mentioned in the reviews. Positive appreciation is the attitude expressed in most of the sentences. Most of the reviews present a positive evaluation of the restaurants. The interrater agreement among raters on the recognition of the types of attitude ranges from 0.82 to 0.92. Results reveal the main aspects that restaurateurs should take into account to make decisions in order to improve the business as a whole. Este artigo apresenta uma nova abordagem baseada na Teoria de Avaliação para analisar avaliações online abertas e geradas pelo utilizador sobre restaurantes. Foram selecionadas avaliações (n = 1.100) de restaurantes de duas regiões turísticas portuguesas e focamos, através de análise de conteúdo, no reconhecimento dos principais aspectos, sentimentos e tipos de atitude mencionados em tais avaliações. Também foram medidas a concordância entre avaliadores para o reconhecimento dos tipos de atitude. Os principais resultados mostram que a Qualidade da Comida, Pessoal e Comunicação, Preço e Atmosfera são os aspectos mais frequentes mencionadas nas avaliações. Apreciação positiva é a atitude expressa na maioria das frases. A maioria dos comentários apresenta uma avaliação positiva dos restaurantes. A concordância entre avaliadores sobre o reconhecimento dos tipos de atitude varia entre 0,82 e 0,92. Os resultados evidenciam os principais aspectos que os gestores de restaurantes devem considerar para tomar decisões, a fim de melhorar o negócio.

Proceedings of the 20th European Conference on Information Systems, Barcelona, Spain, 10-13 June, 2012., The decision-making process based on the user-generated content (UGC) can be used by several industries such as movies, books, tourism and hotels. This paper presents a fine-grained analysis of UGC for small and medium hotels (SMH). We collected and analysed 1500 online reviews from 50 SMH. This data was cross-referenced in order to find patterns that could support decision-making. The findings show that Room and Service were the concepts that guests pay more attention to in their review and ratings. For the concept Location, reviewers tend to value proximity of near trade centres and points of access to public transport. Tendencies to evaluate positively the hotels using high ratings were also identified. Although reviews receive high ratings, there is a significant number of negative considerations in these reviews. This paper also points the main features which SMH managers should prioritise according to the profile of the guest. For example, we found that British guests value tea- or coffee-making facilities in the room. This research concludes that online reviews provide useful information to help the SMH management in making decisions to increase customer satisfaction and to manage existing resources efficiently.

A possibilidade de fazer escolhas, tendo em consideração experiências de outras pessoas e não só publicidade da marca atrai muitas pessoas. Hotelaria é um dos sectores em que o conteúdo gerado pelo utilizador tem mais impacto e assim sendo, focámos este estudo em alojamento alternativo B&B's e Inns onde os websites de comentários online têm frequentemente mais visibilidade do que o website da propriedade. Foi recolhida uma amostra de 450 comentários online que foram analisados por segmento, perfazendo um total de 4621 segmentos. A Teoria da Avaliação de Martin e White (2005) foi utilizada para compreender quais as atitudes expressas nos comentários online em B&B's e Inns de Lisboa. Verificou-se que apreciação foi a atitude mais expressa, enquanto que afecto e julgamento não têm grande expressão. Este estudo e a sua análise profunda de comentários online vai contribuir para os gestores de B&B e Inns, que serão capazes de melhor entender os seus clientes. Para além disso, contribui para a academia uma vez que traz um novo parâmetro à análise do conteúdo gerado pelo utilizador no domínio dos alojamentos a Teoria da Avaliação. User-generated content (UGC) is a growing segment in Web 2.0. Many people are attracted by being able to make choices that take the experiences of others into consideration and not only brand publicity. Hospitality is one of the sectors where UGC has more impact and therefore we focused this study on alternative accommodation B&B's and Inns - where online review websites frequently have more visibility than the B&B's and Inns' own website. We collected a sample of 450 online reviews and analyzed them segment by segment, making a total of 4621 segments. We used the Appraisal Theory of Martin and White (2005) to assess what attitudes online reviewers are expressing about B&B's and Inns in Lisbon. We verified that appreciation is the most expressed attitude while the expression of affect and judgment is relatively limited. This study and its deep analysis of online reviews will be a contribution to B&B and Inn managers by giving them a better understanding of their clients. Moreover, it contributes to the academy as it brings a new parameter of analysis of UGC in the hospitality field' the Appraisal Theory.

Mestrado em Ciências Empresariais A Web 2.0 surgiu como uma ferramenta de troca livre de informação por parte dos utilizadores da Internet, permitindo comunicação e divulgação informal de produtos ou serviços por meio do chamado electronic Word-Of-Mouth (eWOM). O setor da restauração tem recebido especial atenção dos utilizadores da Internet, que tentam exprimir e sugerir aquilo que mais gostaram e/ou menos gostaram em determinado estaurante. Tendo isso em vista, esta investigação de natureza exploratória procurou avaliar quais são as atitudes dos clientes expressas nas avaliações online sobre restaurantes na região do Algarve em Portugal. Para isso, foram recolhidos 600 comentários da região, ao longo dos meses de junho e setembro de 2012, num total de 62 restaurantes, com o objetivo classificar esta informação e perceber quais os aspetos mais referenciados pelos clientes e retirar conclusões sobre as suas atitudes. Dos resultados obtidos, é de realçar que a maioria recai sobre atitudes de apreciações positivas relativamente aos restaurantes desta região. Os aspetos mais referenciados são a Qualidade da Comida, Staff e Comunicação, Preço e Ambiente. Este estudo contribui com a academia uma vez que utiliza a Teoria de Avaliação (Martin & White, 2005) para a análise de avaliações online num contexto específico e com os gestores de restaurantes uma vez que podem melhor ompreender as atitudes dos seus clientes, e melhor observar as fraquezas da restauração. The web 2.0 rises as a tool for internet users to share freely information, giving the opportunity to disclose and communicate informally about products or services through the electronic Word-Of-Mouth (eWOM). On the internet websites, the catering industry has been receiving more ttention from the internet users whose suggest and express what they like and / or dislike in the visited restaurants. Thus, this study intends to assess which attitudes are expressed by the customers in online reviews about the restaurants in the Algarve region of Portugal. To develop the following work, 600 comments were collected between June and September 2012, from a total of 62 restaurants over the entire region. With the collection of those comments the objective is to classify that information with the most eferenced attributes by clients to finally obtain conclusions about their attitudes. From the results obtained through the restaurants analyzed, it’s important to refer that the majority of the attitudes are positive ppreciations in which the most assessed attributes are the food quality, staff and communication, price and environment. To conclude, this study contributes for the academy using the Appraisal Theory (Martin & White, 2005) to analyze a specific context the reviews and, on the other hand, it looks to bring a contribution to the managers of restaurants to help in better understanding the attitudes of their customers as to improve the present weaknesses in the catering industry.

Mestrado em Ciências Empresariais A evolução da internet para a sua segunda geração, a Web 2.0, insere no quotidiano social e empresarial novas tendências sociais e tecnologias, com características que, devido aos princípios que têm em comum, as tornam potencialmente favoráveis na integração da gestão de pequenas e médias empresas (PME). Este estudo investiga como é que as tecnologias Web 2.0, mais propriamente as revisões online podem auxiliar as PME nomeadamente os pequenos e médios hotéis (PMH). Para tal, foram recolhidos e analisados 1500 comentários de 50 pequenos e médios hotéis, quanto a diversos parâmetros e procurou-se cruzar essa informação para encontrar padrões que permitissem chegar a conclusões. Os resultados mostram que quarto, staff e localização foram os parâmetros mais frequentes nas revisões online analisadas e, limpeza, simpatia, prestabilidade e posição central os termos mais utilizados para os qualificar existindo uma tendência para avaliar os hotéis de forma positiva, e com notas elevadas. Esta investigação conclui que as revisões online podem ajudar a gestão dos pequenos e médios hotéis estudados, na tomada de decisões para aumentar a satisfação dos seus clientes e para dirigir os recursos existentes de forma eficiente. The Internet's evolution into their second generation, the Web 2.0, brought into the social and business daily routine, new social trends and technologies, with features that, due to the principles they have in common, make them potentially favorable to help the management of small and medium enterprises (SME). This study investigates how Web 2.0 technologies, in particular manner online reviews, can help small and medium enterprises, particularly small and medium sized hotels. To this end, 1500 comments of online reviews from 50 small and medium sized hotels were collected and analyzed, on various parameters, and the information was cross referenced in order to find patterns in the reviews that could lead to conclusions. The results show that the room, staff and location were the parameters most frequently referred in the reviews, being cleanliness, friendliness, helpfulness and central position the terms more used to qualify them. Tendencies to evaluate the hotels in a positive fashion, with the utilization of high ratings were identified. This research concludes that online reviews can help the management of the small and medium hotels that entered this study, in making decisions to increase customer satisfaction and to direct existing resources efficiently.
