3M (Minnesota Mining and Manufacturing Co.) makes more than 10,000 different products, which makes the job of a 3M call center agent a particularly difficult one. The company's call center agents, collectively, are responsible for providing fast, accurate answers to approximately 1,400 questions per day. In spite of best efforts, a situation developed wherein about 18 percent of calls had to be escalated to experts, which meant dissatisfied customers had to repeat their stories. Time was wasted, and frustrations were common for agents and customers alike. 3M finally dealt with the situation by investing in a system that uses both customer relationship management (CRM) and knowledge management (KM) software.
